What an IVR does well, and where it stops

An IVR (interactive voice response) is a decision tree. It plays recorded prompts and moves the caller along a fixed path based on key presses or a few recognised words. That makes it predictable and cheap to run, which is why almost every company has one.

The limits show up quickly:

  • It can only route. It cannot answer a question that is not on the menu.
  • It collects very little. At best a caller ID and the branch they chose.
  • It cannot qualify. Every caller lands with a person, whether they are a ready buyer or the wrong fit.
  • After hours, it usually ends in voicemail, and many callers do not leave one.
